When "policy" seems to be more important than the customer.
Today was a pretty sad visit. I ordered my usual 3 3-finger combo and a Coke with no ice. I pull up, am told the price, hand over my card, and then after my food is handed off to me and my card I realize that I've been charged incorrectly. I kindly ask why the price was different. She says you ordered a Box Combo. I say "No I wanted the 3 Finger. She looks at me and says "Oh, sorry....." I'm now waiting for her to make it right. I then realize she has no intentions of fixing anything so I say reluctantly "Um, OK I guess I can just eat the meal...I guess" She then gives me a coke with ice. I now realize my order was completely wrong. I ask for her to switch it out please as ice hurts my teeth. She tells me she can't take it back and I have to keep it and she will make me another. I tell her I don't have room for the extra drink and I don't want it. She again tells me she's not taking it and it's "Policy"
Well, now I'm getting frustrated. I say "Why don't we do a refund since this whole thing is wrong a getting weird." She immediately hands everything off to the manager. I now hear the employee in the back explaining to the manager that she KNOWS I ordered the box meal. She also explained that I wanted a Coke with no ice as opposed to what she gave me. The manager politely says "I'm happy to give you the coke with no ice" I say, "Great, but that's not the issue. I don't have room for this other drink. Can you please take it back?" The manager says "Yeah, no problem." The employee in the back pipes up with "I thought you said you want a refund!" I say " I did while you kept things weird instead of helping" I also say to the manager who is now completely disengaged in the issue " I guess I'll just keep the combo that was wrong then?" She doesn't even reply to me. I just shook my head and said "Well, have a nice day then."
So, my takeaway is of course first, if you're going to say something that contradicts the guest, make sure they can't hear you. Secondly, making things right with the guest is probably more important than policy. Lastly, make sure you have resolved your guest's issues before you tune them out and move on.
Oh well, I might be back. Who knows.
PS I would have taken this inside to a manager instead of coming here, but your manager already made it clear they didn't have...

One sweet tea and two sprites. Get my food. Everything is good. Everybody’s happy in the car. Get 2 miles down the road. We discovered that the sprites taste like toilet water. I turn around I go back because, obviously the Sprite syrup is empty and needs to be changed. I get back in line. There is 10 cars in front of us, I get to the speaker and the girl doesn’t understand what I’m saying. I end up driving to the first window, nobody working the window, I drive to the second window , and they have no idea why I’m there. I politely tell the young lady that my sprites are not any good. And that can we please just get cokes instead. Because I also could see that there was just teenagers there and the chances of them hooking up a fresh box of sprite syrup, and testing It were probably going to be zero. So we decided on Coke instead. I then try to hand the lady the two toilet waters that she just served me five minutes prior, and was told I had to pull over to the dumpster and put them in the dumpster. I got the death stare from her, and she acted like I was trying to give her garbage out of my car. It was literally the two drinks that were gross that she just served me. Needless to say I’m driving a vehicle and I cannot physically hold onto 4 drinks without a drink carrier. Let me fix the scenario for you – customer comes back to the store with two drinks that are not satisfactory. How about? We’re really sorry here’s two cokes. Have a nice night. There you go I fixed it for you. It’s that simple. I’m literally shocked I was at a canes chicken. I have never seen the lack of customer service at a canes chicken like I did this one. Every other canes chicken has been excellent 10 stars. What that says to me as a customer is that there is nobody there in charge. And that whoever is there is lacking...
